When a text conversation isn’t cutting it — a complex issue, a frustrated customer, something faster explained out loud — an agent can escalate the chat into a live phone or video call with one click, right from the same conversation, without asking the customer to hang up, call a number, and start over.

Why does this matter for the customer’s experience?

Nothing frustrates a customer more than repeating themselves to a new person after being transferred to a different channel. Escalating in place keeps the same agent and the same context — the customer doesn’t lose the progress they’ve already made explaining their issue.

Who decides when to escalate — the agent or the customer?

Either can initiate it. An agent might offer to call when a conversation is getting complicated in text; a customer can also request a call directly, and the agent can connect it immediately from within the chat.

Does the escalated call carry over the context from the chat?

Yes — because it happens inside the same unified inbox, the agent already has the full chat history in front of them when the call connects, rather than starting from zero.

Is this limited to website live chat, or does it work from other messaging channels too?

It’s most commonly used from live chat, but the same underlying capability extends to other conversational channels where a live voice or video conversation would genuinely help resolve things faster.

Does escalating to a call change which queue or agent handles the conversation?

No — by default, the same agent already in the conversation handles the call, preserving continuity for the customer rather than routing them to a new person.
