Skills-Based Queue Routing

Skills-based routing sends a call to the agent with the right expertise — language, product knowledge, account tier — rather than simply the next available person. It’s the difference between a caller reaching someone who can actually solve their problem on the first try and someone who has to transfer them elsewhere.

Why does this matter more than just answering calls quickly?

Speed only helps if the person who answers can resolve the issue. Routing by skill reduces transfers and callbacks, which improves first-call resolution (FCR — solving a customer’s issue completely on the first contact, without a follow-up — see Glossary) and makes your team look more competent, not just faster.

What kinds of skills can I route by?

Common examples include language fluency, product or service specialty, account type (VIP vs. standard), technical vs. billing expertise, or certification level. You define the skill tags and assign them to agents; the queue matches callers to the best-fit agent automatically.

What if no agent with the right skill is available right now?

You set a fallback — route to the next-best-skilled agent, escalate to a supervisor, or let the caller wait with an accurate estimated wait time. See Queue Position & Wait-Time Announcements for how we keep callers informed while waiting.

Does this differ from a personal extension’s own skills-based routing?

How is this set up — does it require IT involvement every time skills change?

No. We assign skill tags to agents through the same admin portal used for everything else, so a manager can update who’s tagged for what as your team’s expertise changes, without needing a technician.
