Automatic Call Distribution (ACD)

ACD (Automatic Call Distribution — the engine that automatically routes an incoming call to the next available or most appropriate agent — see Glossary) is what turns a stack of ringing lines into an organized queue. It removes the need for a human to manually watch and dispatch every call, so your team spends time talking to customers instead of managing traffic.

What problem does ACD actually solve for my business?

Without it, incoming calls either pile up on one overwhelmed person or bounce around unanswered while other staff sit idle. ACD spreads the load automatically based on rules you set — availability, skill, priority — so customers get answered faster and your team’s time is used efficiently.

Can I control which agents get calls first?

Yes. You choose the logic: ring the agent who’s been idle longest, the one with the fewest calls answered today, everyone at once, or route by specific skill. See Queue Ring Strategies and Skills-Based Queue Routing for the specific options.

Does ACD work the same for a 3-person office and a 50-agent team?

Yes — the same engine scales from a small front desk sharing incoming calls to a large team split across departments and skill sets. You configure the rules once per queue, and the system applies them consistently as call volume grows.

What happens if every agent is busy?

The caller waits in queue according to the rules you’ve set — hearing hold music or announcements, with the option to request a callback rather than stay on hold. See Queue Callback for that option.

Do I need special hardware to use ACD?

No. It’s a software feature of the phone system itself — there’s nothing extra to install or wire up. You configure queues and routing rules from the same admin portal you use for everything else.
